Research Highlights AI Customer Experience Gap Between Adoption and Resolution

While adoption of artificial intelligence in enterprise customer experience is nearly universal, few organizations are translating those deployments into completed outcomes. According to a survey of 252 customer experience, IT, and strategy leaders conducted by Talkdesk Inc. and NewtonX, 98% of organizations use some form of AI in customer experience, yet only 15% possess the orchestration required to resolve customer issues end-to-end across systems.

The Gap Between Routing and Resolution

The study highlights that high implementation figures mask significant functional gaps. Generative AI has been adopted by 74% of surveyed companies, and scripted AI by 65%. However, only 24% employ agentic AI—defined as systems capable of reasoning and acting across workflows to meet goals. Furthermore, while 81% of organizations are piloting or deploying AI agents, only 19% have scaled beyond a single use case, and nearly 80% maintain fewer than 10 automations in production.

The report draws a line between simple automated routing and actual issue resolution. While 64% of organizations operate specialized agents for tasks like billing or identity verification, only 35% run systems that preserve context across multiple departments. Consequently, human agents spend an estimated 28% of their time switching applications, re-entering data, and searching for customer information. Incomplete context or repeated explanations are estimated to affect approximately one in four customer interactions.

Infrastructure and Operational Bottlenecks

Rather than limitations in AI model performance, IT infrastructure and governance represent the primary hurdles to scaling autonomous workflows. When asked to select key barriers, respondents cited compliance (50%), security (48%), disconnected systems (45%), legacy infrastructure (44%), skill shortages (41%), and non-unified data (40%). Additionally, 94% of organizations report lacking AI-assisted knowledge management.

The survey categorizes organizations into maturity tiers based on these capabilities. The top group, designated as CXA Leaders, represents 15% of the market and is four times more likely to report major CSAT or NPS gains than organizations categorized as Scalers (22% versus 5%). Thirty-eight percent of Leaders resolve more than 40% of customer issues autonomously. Performance also varies by industry: retail leads with 24% reaching the top maturity tier, while only 9% of financial services firms qualify due to legacy system constraints.
